Support shouldn’t slow the roadmap

In a young SaaS company, support usually lands on the founders and engineers. Every ticket they answer is time away from building. A dedicated support rep takes tier-one questions off their plate, and sends the real bugs back in a form engineers can fix quickly.

Support as a product signal

Good SaaS support does more than close tickets. A rep who tags every conversation shows you which features confuse people, which bugs matter most and what customers keep asking for. A weekly themes report turns support into one of your best sources of product insight.

Clear bug reports save engineering hours

A vague “it’s broken” ticket can cost an engineer an hour to understand. A good bug report with steps to reproduce, expected versus actual behavior, account details and a screen recording takes minutes. We test bug reporting specifically in the skills test because of how much time it saves your team.

How we vet for this role

The skills test

The skills test uses a free trial of a SaaS product: candidates learn it, answer five realistic tickets including a vague bug report, reproduce the bug and write the engineering ticket, then draft a short help article. We check product learning speed, written clarity and the quality of the bug report.

It is one of eight checks, alongside a portfolio review, a past employment check, a live English interview, a paid trial task, a background check and an NDA. You interview the shortlist at the end.

Getting started

What the first 30 days look like

  1. Week 1

Your rep learns the product hands-on, reads past tickets and the help center, and answers tickets in draft.

  2. Week 2

Tier-one tickets go out without review. Escalation rules to engineering are agreed and tested.

  3. Week 3

Bug reports follow a standard template and help articles get updated from real questions.

  4. Week 4

First weekly themes report, with the top issues and suggested product or documentation fixes.

FAQ

Questions about hiring a saas customer support

Can a support rep handle technical questions?

Tier-one technical questions, yes: setup, settings, integrations and common errors. Deeper issues go to engineering with a clear reproduction, which saves your developers time.

How long does it take a rep to learn our product?

Most reps handle common questions within the first two weeks, faster with a good help center and access to past tickets. We test product-learning speed in the skills test for this reason.

Can the rep write our help docs?

Yes. Writing and updating help articles from real customer questions is one of the most valuable parts of the role.

What about customer data privacy?

Give the rep a named account with limited permissions in your admin tools, and follow your privacy commitments to customers. Every VA signs an NDA and passes a background check.
